Customer Journey
Customer journey is the complete sequence of interactions, experiences, and touchpoints a customer has with a brand before, during, and after making a purchase or engaging with a product or service. It represents the customer’s path from initial awareness and consideration through conversion, retention, and advocacy, helping organizations understand how customers experience their brand at each stage.
Businesses use customer journey mapping to visualize customer behaviors, needs, motivations, challenges, and interactions across channels such as websites, social media, advertising, email, sales conversations, customer service, and physical locations. Common stages of the customer journey include awareness, consideration, decision, purchase, onboarding, retention, and advocacy. Organizations analyze customer journeys using tools such as customer feedback, analytics, surveys, CRM data, user research, and behavioral insights. Performance is measured through metrics such as conversion rates, customer satisfaction (CSAT), retention rates, engagement, customer lifetime value (CLV), and customer effort scores (CES).
By understanding the customer journey, organizations can identify opportunities to improve experiences, remove friction, personalize interactions, increase customer satisfaction, and strengthen long-term relationships. Customer journey strategy is a key component of customer experience (CX), digital marketing, sales strategy, and brand development.
For example, a healthcare provider may map the customer journey from a patient’s initial online search and appointment booking through consultations, follow-up communication, and ongoing care to identify ways to create a smoother and more supportive experience.
